Chantale and Clinton Riley were two professional consultants. They had two children and all family had
always been loyal to the Bryand brand of appliances, the private brand of the Canadian, one of the largest
department store chains in Canada. After buying a new refrigerator, the Rileys faced a bad customers
services and they began to question themselves that should they still be loyal to the Canadian? There were
some costs that happened during the process of providing customers services by the company, which have
The first type of cost to the Rileys was monetary cost associated with purchasing ice and losing foods
because of fridge malfunction. On June 11, the fridge did not work at the first time bring a loss around 50
dollars. And the Rileys were told that their loss was excluded in their warranty. Even though the
explanation sounded odd, the Rileys were still grateful that the problem had been solved relatively
quickly. On June 28, the fridge failed again and the Rileys bought some more ice because of the delay of
the repairmen. At this time they began to question their loyal to the company. The Rileys still needed ice
and threw away the deteriorate food until their fridge finally be fixed on July 5. And the total loss at that
time was around 108 dollars. More seriously, the Rileys already lost their faith and confidence to the
company.
The second cost was time cost involving in the process of the communication with the company. When
calling the company to ask for the technician, they need to change schedule to make sure one of them at
home waiting for technician arrival. On June 28, Chantale, who had some errands to run, remained at
home for the call until she was told that there was no one coming today at about 3 pm. On June 29,
Clinton cancelled an appointment with a client so that he would be available when the technician arrived.
Due to missing of the more precise regarding the arrival time of the technician, it cost the Rileys plenty of
time waiting for the technician, which to some degree already affected their normal life. The Rileys
became angrier with the company since it never kept its promise to send a technician on time.
The third cost I would like to call was happiness cost, which was more mental and something that needed
to keep their life happy and healthy. On June 29,due to the delay of repairmen, Chantale could not
prepare a special meal for her brother who lived in France and only provided leftovers from the previous
day. This made Chantale very upset because she could have had a wonderful dinner with her brother. On
July 3, the whole family was quite unhappy with the situation and tried to make do with a meal prepared
with canned goods and bread. Partly because of the allergies of the youngest child, they were used to
preparing their meals each day, using basic ingredients and found it difficult to continue eating canned
food. At this time, the whole family was aware that their life was a mess and they began to worry about
their health. Even though how deep their loyalty to the company was before, they felt nothing but angry at

disappeared eventually. They had called so many times but they’re always different personnel answering
the phone. Apparently the service department and the repair department did not communicate with each
other by phone but only in writing. The Rileys felt that the company did not care about customers and at
this point they had no faith or confidence in the way the matter was being handled. Their request was not
been taken until July 5. And their relationship with the company that had last for so many years broke and
As we learnt from this case, the company’s customer services deteriorated badly. From June 13 to July 5,
there had been an enough time for company to change and save back their customers. We can see that the
faith and confidence (in other words: loyalty) to the company had lost little by little. Eventually, the
former, most loyal customers became strangers and had no interests to the company at all. The company
should strength monitoring the customers service department and execute regulations to make it work

jogavam fora os alimentos deteriorados até a geladeira finalmente ser consertada em 5 de julho. E a perda
total na época era de cerca de 108 dólares. Mais seriamente, os Rileys já perderam sua fé e confiança na
empresa.
O segundo custo foi o tempo envolvido no processo de comunicação com a empresa. Ao ligar para a

O terceiro custo que eu gostaria de chamar era o custo da felicidade, que era mais mental e algo que
precisava para manter sua vida feliz e saudável. Em 29 de junho, devido ao atraso dos reparadores,
Chantale não pôde preparar uma refeição especial para o irmão que morava na França e só forneceu as
sobras do dia anterior. Isso deixou Chantale muito chateada, porque ela poderia ter jantado maravilhoso
com o irmão. Em 3 de julho, toda a família ficou bastante descontente com a situação e tentou se
contentar com uma refeição preparada com enlatados e pão. Em parte devido às alergias da criança mais
nova, eles estavam acostumados a preparar suas refeições todos os dias, usando ingredientes básicos e
achavam difícil continuar comendo conservas. Nesse momento, toda a família sabia que sua vida estava
uma bagunça e eles começaram a se preocupar com sua saúde. Apesar de quão profunda era sua lealdade
à empresa, eles não sentiram nada além de zangados com o atendimento ao cliente da empresa.
O último custo foi o custo de confiança. No processo de lidar com a empresa, a confiança dos Rileys na
empresa desapareceu eventualmente. Eles ligaram várias vezes, mas sempre têm pessoas diferentes
comunicavam por telefone, mas apenas por escrito. Os Rileys sentiram que a empresa não se importava
com os clientes e, nesse momento, não tinham fé ou confiança na maneira como o assunto estava sendo
tratado. Seu pedido não foi atendido até 5 de julho. E o relacionamento com a empresa que durou tantos
anos se rompeu e eles com certeza decidiram escolher outra empresa de suprimentos.
Como aprendemos neste caso, os serviços de atendimento ao cliente da empresa se deterioraram bastante.
De 13 de junho a 5 de julho, houve tempo suficiente para a empresa mudar e salvar seus clientes.
Podemos ver que a fé e a confiança (em outras palavras: lealdade) à empresa perderam pouco a pouco.
Eventualmente, os antigos clientes mais fiéis tornaram-se estranhos e não tinham nenhum interesse para a
empresa. A empresa deve fortalecer o monitoramento do departamento de atendimento ao cliente e
executar regulamentos para fazê-lo funcionar de maneira eficiente e colocar o interesse do cliente em
primeiro lugar.
