Complaint: in the past few days, Mr. Ward tendered a complaint letter, regarding the poor
services offered to him and his family while staying at the hotel and resort. Mr. Ward and the
family had advance paid for 15 rooms for their celebration, with the hope of staying together.
However, upon arrival, the hotel was unable to give all the required rooms due to overbooking,
and so he would like to understand the cause of the problem and probably receive compensation.
Notably, Mr. Ward has made the issue public on a few media, and therefore, it is crucial to
address his concerns at once.

Steps in the Crisis Resolution Plan


The crucial steps in the current plan is saving and salvaging the hotel’s reputation, while
also satisfying Mr. Ward, by apologizing and compensating for any inconveniences caused. The
focus is meeting all his needs, so he can voluntarily pull-down the negative posts made on the

Stage 5: Plan execution – entails the GM’s action of drafting and sending the letter to Mr. Ward.
